When a Missed Message Becomes a Trust Problem

Sometimes, the hardest part of customer support is not solving the product issue. It is realizing that the customer has already been waiting for help.

In this case, a customer shared a negative experience after not receiving a response to a previous support request. The issue involved an ergonomic accessory that was not functioning as expected, but the bigger frustration came from feeling that the concern had been overlooked.

After seeing the feedback, our support team reached out directly to better understand what happened.

The First Step Was Understanding, Not Explaining


When we reviewed the situation, we found that the customer’s original message had been sent through a contact channel that was not actively monitored by our current support team.

From our side, the message had not reached the right people.
From the customer’s side, they simply experienced a problem without receiving a response.

We did not dwell on why the message was missed, but instead focused on the subsequent actions. We asked the customer to share details about the issue, reviewed the photos they provided, and confirmed the problem with the product.

A Solution Matters More Than an Explanation


Once the issue was understood, we arranged a replacement and kept the customer updated throughout the process.

The important part was not just sending a replacement product.
It was showing the customer that their concern had finally reached someone who was willing to take action.

A technical problem can often be solved with a new part.
A trust problem requires something different: communication, ownership, and follow-through.

What This Experience Reinforced


One lesson from customer support is that customers do not see internal processes.

They do not know which email address is monitored, who received a message, or where a communication breakdown happened.

They only know one thing:
“Did someone help me when I needed it?”

That is why support is not only about fixing products. It is about reducing uncertainty and making customers feel confident that someone is responsible for the outcome.

A Clear Judgment


From our experience supporting ergonomic products, we’ve learned:
A missed message can create frustration, but a sincere response can rebuild trust.

Customers understand that problems happen. What matters most is whether a company listens, takes action, and stays involved until the issue is resolved.

Because trust is not built when everything goes perfectly.
It is built when a company shows up after something goes wrong.
